User Journey¶
Represent a person's experience of a service as an ordered sequence of touchpoints, annotated stage by stage with goals, actions, channels, and an emotional curve, so that friction hidden by aggregate scores becomes visible and attributable to a specific design decision.
Core Idea¶
A user journey is a service-design methodology for representing a person's experience as an ordered sequence of touchpoints, annotated at each stage with goals, actions, channels, emotional valence, friction points, and opportunities. The artifact is a timeline from awareness to exit, built from empirical research and organized around a persona. Its load-bearing moves are making the full arc visible, aligning the emotional curve with channel and action data to attribute friction, and turning friction into a redesign surface.
Scope of Application¶
Applies wherever a human protagonist with goals traverses a multi-step service through designed interfaces; the habitats are service types, not distinct substrates.

Clarity¶
The map makes stage-localized friction visible where aggregate satisfaction or NPS conceals it, relocating the question from "is the user satisfied?" to "where does the experience break?" By aligning the emotional curve with channel and action data, it lets a practitioner trace a dip back to a specific design decision. It also distinguishes a journey map (where does it hurt?) from a funnel (where do users leave?), and fixes the standpoint to the persona's goals.
Manages Complexity¶
A service experience scattered across people, time, channels, and silos compresses into one bounded representation by fixing a small parameter set: one persona, one ordered stage sequence, and a short per-stage annotation. What the practitioner tracks reduces to essentially one curve — emotional valence across stages, with channel and action data beneath — off which where it breaks, why, and which instrument to reach for all read directly.
Abstract Reasoning¶
The map licenses two diagnostic moves (localize friction to a stage from the valence curve; attribute a dip to a specific design decision via aligned channel/action data) and two boundary-drawing moves (select the instrument by the journey-versus-funnel branch; fix the standpoint to the persona's goals so friction stays defined as the user's).
Knowledge Transfer¶
User journey is a methodology, so what transfers is a practice, not a force. Within HCI and service design the full apparatus applies intact across service types — product, healthcare, education, government — but that is broad applicability of one practice to one substrate: a person acting through interfaces across a multi-step service. Beyond it, only the general pattern travels, carried by the parents sequence, trajectory, interface, and feedback. Calling a packet's path a "user journey" is metaphor.
